How to Respond to Negative Customer Feedback and Close the Loop

A low customer score is a signal that deserves attention, not a complete diagnosis and not a reason to hide the public-review option. A reliable recovery process detects the response, gives it an owner, checks whether follow-up is permitted, addresses the actual problem and records the outcome. Define what a low score means before launch

Set the low-score threshold for the campaign’s primary metric before publishing. A threshold on a five-point CSAT scale is not interchangeable with a threshold on a ten-point NPS question, so test the exact form and notification path.

Use the score as a trigger to read the context. It may indicate a genuine service failure, a product issue, unclear wording or a response unrelated to the touchpoint. Do not automate a diagnosis from the number alone.

Alert the team without exposing unnecessary personal data

Read the response in context and assign one owner

Open the response with its campaign, placement, form version, score and answers. A complaint from a delivery package and one from a checkout counter may share the same number but require different owners.

Assign the response to one team member and move it from new or read to in progress when work begins. Ownership prevents duplicate replies and makes unresolved items visible.

An anonymous response can improve operations, but the team cannot reply to an unidentified person. When contact details exist, confirm that follow-up consent was recorded separately before using the business’s approved phone or email process.

Acknowledge, investigate and offer a proportionate remedy

Begin by acknowledging the experience without arguing with the score. Ask only the questions needed to understand what happened, explain what can be done next and avoid promising an outcome the team cannot deliver.

A refund, replacement, apology or operational correction depends on the business and incident. Never condition a remedy on changing, removing or withholding a public review. Recovery and review access are separate decisions.

Record resolution instead of letting the alert disappear

Move the response to resolved when the agreed action is complete, or closed when no further action is appropriate. Reopen it if new information changes the case. Tags can group recurring operational themes without changing the original answers.

Median first-action time helps the team see whether ownership is improving. It is an internal process measure, not a guaranteed customer-service SLA.

Turn individual recovery into programme learning

Review low scores by campaign, placement, location context and time window. Repeated problems at one counter, package type or stay stage can point to a process worth investigating, but correlation is not proof of root cause.

Use CSV export or the optional webhook to connect an approved internal workflow, while keeping the final diagnosis and customer response human-owned. Mosaqo does not provide AI sentiment, automatic location-manager routing or outbound SMS and email campaigns.
